The scope is the direct channel. A guest who booked through an OTA usually messages through that OTA's own inbox, and that booking stays under the OTA's terms. The agent's job is the guest who contacts you directly and has not booked yet.
When a person takes over
The owner decides which topics the agent may answer. For every other topic, the agent tells the guest that a person will reply, and it alerts staff on WhatsApp or email. Staff see the whole conversation, so the guest never repeats the question. Good handover rules matter more than a clever model. They decide whether the guest feels looked after or stuck with a bot.
The WhatsApp rules that apply
- The 24-hour window. When a guest messages you, a 24-hour customer service window opens. Inside it, the business can send any normal reply. After it closes, the business can send only pre-approved template messages.
- The cost of replies. Since 1 July 2025, Meta charges per delivered template message. Normal replies inside the open window are free.
- The 2026 AI rule. From 15 January 2026, WhatsApp's business terms bar general-purpose AI assistants such as public chatbots. Meta said the change does not affect businesses that use AI to serve their own customers. A hotel agent that answers its own guests is that kind of use.

Tell guests they are talking to AI
Say it in the first reply. It builds trust, and in the EU it is becoming a legal duty. Article 50 of the EU AI Act requires AI systems that talk with people to tell them so, unless it is obvious.
